Oversee companywide efforts to ensure employees have access, and ability to access required applications. Design and implement security processes and procedures and perform benefit analysis on all recommended strategies. Collaborate with other teams inside Cingular Wireless in order to provide complete user support. Supervise daily activities of all local members of the IT security desk. Modify and implement cost saving, and volume reducing projects/policies.Key Contributions:Created and maintained team wide metrics to facilitate tracking of calls, and tickets.Reduced hold time from 15 minutes to less than 30 seconds.Increase agent utilization from ~75% to 96%.Reduced call abandonment from 30% to 2%.Reduced average handle time from ~6 minutes, to under 3:30 while simultaneously working on increasing first call resolution.Lowered churn in Bothell by spearheading moral improvements, and a shadowing program pairing senior agents with newer agents.Lead successful initiative to reduce call volume by 30% YOY. Accomplished by creating and managing relationships with our customers, and stakeholders. Net monetary result was a savings of ~$3.5MM.Above gain was accomplished while lowering headcount by 15%, in an environment averaging 45K calls per month, and increasing hours of operation.In December 2009 through March 2010, I oversaw and ran the migration of password resets for 90+ applications from CSO to the ITO Organization; As well as oversaw the migration of ITO provisioning for 69 applications to the CSO team.Key Contributions:Ran migration of all CSO reset functionality (90+) applications to ITO over a 3 months period.Trained ITO Leads/Manager on ASPR compliancy as well as all security processes and procedures.Provided real time support for all 100+ ITO users from 3/2/2010 to 3/15/2010. Show less Customer Service Rep on the Account Management Team, Password Reset Group. Took 40-80 calls per day, in a timely manner as monitored by metrics. Responsible for authenticating callers via MyPasswords, and other systems depending on type of user. Familiar with 150+ applications and the use of a knowledge base to assist with applications we did not support. Supported, and assisted fellow team mates; assisted them with calls, knowledge searches, and assisting with MyLogins questions.Key Contributions:Took calls from Cingular employees needing access or requiring a password reset for upwards of 150 applications.Worked special projects as assigned by the Team Lead, including Bulk, MyLogins.Monitored backlog daily to ensure re-assigned tickets were completed successfully. At first 50+ tickets were assigned to our queue, some months old. Within a week backlog was less than 15 daily and seldom over 4 day’s old unless re-opened. Show less
