A design framework grounded in customer experience to address the need of engaging with a customer at every Touch Point of interaction and through several service encounters that take place in a relationship was missing. A framework comprising a pattern language for designing Touch Points and Touch Point ecosystem, augmented by a design process to suit the real life multidisciplinary team work was developed. It was validated for suitability at several levels. The design patterns and the pattern language was validated for its practical suitability and the framework was validated for three services domains: e-commerce, healthcare and education. The outcome of the PhD is actionable knowledge that is readily usable in service experience design. Show less
